This unit looks at the expectations of the customer and how they relate to managing service levels. It also covers managing service levels with service standards, service guarantees and service level agreements (SLA). It investigates what goes wrong when service levels are not achieved and how to recover the situation and build trust again. The structure of this unit is as follows:     the expectation of the service from the customer viewpoint, the service encounter experience and the impact on the organisation (section B) the creation of service levels and standards and some of the issues involved in their implementation of service
